| Abstract: | This study investigates the role of Customer Relationship Management in improving service quality at the Banque Extérieure d'Algérie, Ouargla Branch. The primary objective is to evaluate whether CRM adoption at BEA Ouargla translates into measurable service quality improvements across CRM dimensions. The study is justified by the gap between the sophistication of the global CRM literature and the limited evidence base available for the Algerian public banking context. A qualitative, single-case study design was adopted, grounded in the CRM multidimensional framework and the SERVQUAL model. Data were collected through an in-depth semi-structured interview with the Head of the Commitments Secretariat Department and complemented by direct field observation at the branch. Thematic analysis using NVivo and ATLAS.ti was applied to the coded interview data. The findings confirm a statistically supported positive relationship between CRM dimensions, specifically technological integration and human capital competence, and service quality outcomes. Notably, the branch operates within a hybrid digital-manual environment where the Delta-Banking V8 system provides the operational backbone, yet human mentorship and adaptive expertise remain the most decisive factors in service delivery. The study further identifies the absence of a unified client identifier as the primary structural barrier to advancing analytical CRM at the branch level. These results carry direct implications for CRM modernization strategies within Algeria's public banking sector.
